A randomized field experiment in meal-delivery support found that generative-AI assistance shortened response time and improved customer sentiment, especially for less-experienced agents, while rapid AI-assisted replies after a failed bot handoff could reduce sentiment.
What this does not establish
The result is context- and workflow-dependent; it does not show that automation without agents improves support, and failed handoffs can reverse the sentiment effect.
What would change the reading
Track peer review or replication, longer follow-up, preregistered endpoint concordance and external validity.
